Today in my series on the changes we can expect to see as part of Release Wave 1 for 2026 I am discussing Dynamics 365 Contact Centre.
Microsoft has unveiled its Dynamics 365 Contact Center 2026 Release Wave 1, introducing a range of enhancements designed to improve customer experiences, help customer service teams, and simplify contact centre operations.
AI-Powered Customer Service
Microsoft continues its investment in Copilot and AI, moving beyond simple assistance and towards more intelligent, automated customer service experiences. Service representatives can receive contextual recommendations, generate summaries instantly, find answers faster, and automate repetitive tasks directly within their workflow.

For customers, this means quicker resolutions and more accurate responses. For organisations, it means improved productivity and the ability to handle growing service volumes without necessarily increasing headcount.
Smarter Self-Service with Conversational Voice

So a customer can call in on their phone to raise an issue or highlight a concern, then seek an update through Live Chat, before getting further updates from an autonomous agent running outside of office hours.
Customer Service Agents gain greater visibility across conversations, regardless of channel, while customers benefit from a seamless journey without having to repeat information multiple times.
Real-Time Insights For Supervisor Reporting
One of the most significant themes within this release is the improvements of the supervisor experience. Microsoft is introducing richer real-time insights and AI-driven guidance that allow supervisors to monitor operations more effectively and intervene when needed.

For example, supervisors can identify when customer sentiment is declining, adjust staffing levels, and make operational improvements before service levels are impacted. The platform also supports greater customisation of metrics and reporting, enabling organizations to measure what matters most to them.

Intelligent Routing
Ensuring customer enquiries reach the right person quickly remains one of the biggest headaches in a contact center. Dynamics 365 Contact Center continues to improve its AI-powered routing capabilities, automatically matching interactions with the best service representative based on skills, priorities, customer requirements, and business rules.

Capabilities such as automated classification, preferred-agent allocations, overflow management, and percentage-based routing further optimise workloads across teams.
